How 10 online stores lost a customer for 24,497 UAH.

This case started as a real purchase of a secured smartphone Blackview XPLORE 2 16/1TB and turned into a full audit of the customer journey in e-commerce.

The model had already been chosen, the budget confirmed, and the readiness to purchase was high. It remained to find a seller who could smoothly guide the customer from the first inquiry to secure payment.

Before placing the order, it was necessary to clarify several important points in writing: the availability of the required version, the condition of the box, the completeness with a 120W charger, warranty, the procedure in case of initial defects, the possibility of inspection before payment, receipt by another person, and options for screen and camera block protection.

This was a live, solvent customer with a specific request, not a test inquiry.

Method

I contacted 10 sellers:
9 via email,
1 via Telegram.

During the communication, the following were recorded: response speed, completeness of information, willingness to work in writing, reaction to detailed questions, explanation of warranty and return policies, as well as the moment when the store began to lose the sale.

The outcome was very indicative:
4 stores did not respond at all,
6 engaged in communication,
and only 1 led the customer to payment.

Where stores lost the sale
1. Ignoring the inquiry

Four stores simply left the letters unanswered. At this point, the sale ended before the manager even started working.

2. Switching to an inconvenient channel

One seller, after a basic response, suggested continuing via phone or Viber. For the customer, written documentation of agreements was important, especially regarding warranty and inspection. The store stuck to its usual script instead of moving towards a deal.

3. Order first — then answers

The marketplace allowed contacting the seller only after placing the order. Essentially, the customer was asked to provide data first, and only then clarify the completeness, packaging, and warranty conditions.

4. Devaluing the request through ChatGPT

One store initially sent a photo of the product, and after additional questions responded in a manner: all information is on the website, don’t waste time with questions from ChatGPT. At this moment, the manager's attention shifted from the buyer's risks to the form of the message. The sale was lost immediately.

5. Formal regulations without process management

The Telegram store responded but left key risks on the buyer. Only an external inspection was conducted before shipping, specific product and completeness photos were not provided, complex issues were shifted to the courier, and some accessories were missing. Communication seemed to exist, but without a sense of control and security.

Why one store made the sale

The winner also did not have ready answers to everything. Its strength lay elsewhere: the manager continued communication and gradually gathered a working purchase scheme tailored to the specific situation of the customer.

As a result, it was possible to agree on a reservation, self-pickup from the store, receipt by another person, inspection of the device before payment, refusal in case of defects, payment after inspection, applying a film after accepting the smartphone, separate protection for the camera block, and written documentation of important details.

This seller received payment of 24,497 UAH.

Conclusion

The customer was not just choosing a product or the lowest price. They were choosing a seller who reduced risk, maintained complex communication, explained the next step, and helped complete the purchase.

All stores had a chance to win this customer. The sale went to the one who could maintain trust.

What the audit showed

This case highlights typical losses in e-commerce:

inquiries are lost before the first response;
managers pull the customer into a channel convenient for themselves;
the website substitutes consultation;
complex questions are perceived as a problem;
warranty is explained with general phrases;
the sales process breaks on an unconventional scenario.

Such mystery shopping shows what happens to leads after advertising, where the sales department loses money and what changes can directly enhance results.
